Project Overview

Our client, a Fortune 500 communications provider, tasked RevGen to reimagine how leaders and quality teams turn everyday customer conversations into coaching. The result, a tool we named Smart Interactions, unified search, audio playback, AI-driven insight, and recommended action inside the client’s existing performance-management platform. After 4 weeks of usage, we went through a second phase of extension and enhancement based on feedback and user data. This new tool was quickly and widely adopted, driving best-of-breed customer service and sales behaviors and netting an overall estimated time savings of 1,275 hours per week across 1,700+ managers.

Client Challenge

In our client’s large contact-center operation, the raw material for great coaching was everywhere, however, accessing it was slow and disconnected, and leaders spent more time piecing together customer interactions than coaching on them.

Scattered, slow review

Finding the right interaction meant moving between disconnected tools and scrubbing through audio to locate the relevant moment.

Insight buried at the end

Managers had to listen through entire calls and other interactions before knowing whether they were worth the time, with no quick way to surface the key takeaways.

Even after finding a teachable moment, carrying it into a coaching or observation workflow was a separate, manual step, causing many of these lessons to fall off to-do lists.

RevGen designed the experience of Smart Interactions around the real rhythm of a frontline customer contact leader’s day rather than the structure of the underlying systems. After launch, we integrated feedback, shipping enhancements aimed squarely at the friction users felt most.

A single-entry point searches across both audio and chat interactions, with advanced filters, saved searches, and active criteria that always stay visible.

Smart summaries for quick understanding

AI provided smart summaries to surface the essence of an interaction before anyone pressed play, and our new UX put audio, transcript, and full details on one screen.

Single click to action

From any search result, a manager could move straight into coaching or observation in a single click, closing the gap between insight and action.

Built to go faster

Follow-on enhancements added screen capture for fuller context, a “skip dead air” control to cut listening time, and type-ahead filtering to reach the right interactions in seconds.

Results

Adoption was broad, fast, and durable—a clear signal the tool earned a place in daily routines rather than being tried once and set aside.

Over 2300 users within 2 months

Smart Interactions was adopted by 2,300+ users in under eight weeks of release, generating nearly 830,000 clicks (about 17% of all activity across the entire performance-management platform) and quickly becoming one of its most-used features.

Saved over 1200 hours per week

Identifying the right interaction to coach on is estimated to save 1,700+ active managers roughly 1,275 hours per week in prep time, freeing up capacity to spend on coaching itself.

Usage that stuck

Rather than a launch-week spike that faded, daily engagement held steady and the user base climbed continuously, with heavy use of playback and review controls showing leaders were genuinely working inside the tool.

Less friction, more action

By pulling search, insight, and action into one place, frontline leaders were able to spend more time on the task that mattered: coaching their people.
